AI compresses customer success, shifting reps from routine processing to exceptions and trust
The gist
Customer Success is shifting from manual case handling to real-time, AI-run execution, shrinking response windows and raising the bar for human oversight and exception management.
This week’s developments
AI Compresses Customer Success Into a Real-Time Execution Layer
PLDT Home showed this week that AI can materially compress customer-success work: its agents automated order inquiry and triage, OTT subscription activation, service request cancellation, and end-to-end order visibility. The result was a drop in order inquiries from about 10 hours to 2 minutes, OTT activations from about 12 hours to 2 minutes, and cancellations from about 5 hours to 2 minutes. PLDT also said AI-supported customer health monitoring, faster proposal creation, and sharper follow-up from relationship managers lifted upsell by roughly 20%–50%.
The larger implication is that customer success is moving from manual coordination to workflow orchestration. When AI sits in the agent desktop, it can surface risk and expansion signals early enough for humans to act, while reducing the time spent chasing status across systems. For CS leaders and practitioners, the career shift is clear: the highest-value work is less about logging updates and more about managing exceptions, interpreting health signals, and coordinating across product, services, finance, and analytics before value gaps become contract risks.
How should CS roles, skills, and metrics change now?
