Proactive Service Moves Upstream, Real-Time AI Guidance Reshapes Support Operations
The gist
Support work is shifting from after-the-fact ticket handling to proactive, AI-guided resolution embedded directly in the live workflow.
This week’s developments
Service Operations Move Upstream into Proactive Resolution
Hiver’s Omni and Plume’s AI console both push support work upstream, signaling a shift from reactive ticket handling to coordinated prevention and resolution. Hiver’s new service layer unifies email, live chat, Slack, voice calls, voicemails, WhatsApp, SMS, social channels, and self-service into one queue and conversation view, with cross-channel routing, SLAs, escalations, reporting, and AI-driven triage. It is designed for AI agents to investigate requests, update connected systems, and create tickets.
Plume is applying the same logic at the infrastructure layer for ISPs, using AI to detect network issues, trigger remediation, and reduce inbound support demand before customers reach out. For support and service professionals, the practical takeaway is clear: the job is moving toward unified workflows, automated triage, and tighter links between service desks and operational systems. Teams that still rely on fragmented queues and manual handoffs will feel the pressure first; those that can preserve context across channels and automate first-response actions will gain speed, consistency, and more room for higher-value work.
How should we redesign support workflows for proactive AI resolution?
If you're an individual contributor
- Manual ticket handling is shrinking; AI triage becomes your edge.
- Learn to verify AI actions, resolve exceptions, and keep context across channels — that’s how you stay indispensable.

Real-Time Guidance Becomes the New Support Operating Layer
IAA reported sharp operating gains after rolling out Five9 AI across customer service, with the system centered on live agent support rather than back-office analytics. The stack combined Agent Assist, AI Insights, IVA, routing, and CRM-linked call summaries inside the handling workflow. Results were material: NPS rose from 17 to 47, the case backlog fell from 20,000 to 1,000, first-call pickup time improved from about 20 minutes to 4 minutes, chat and text use increased 300%, repeat calls dropped 10%, and agent attrition declined 52%.
AI Insights pinpointed the drivers of repeat calls, while Agent Assist delivered live transcription, knowledge prompts, and compliance reminders during calls. That matters because the value is no longer in post-call reporting or isolated automation; it is in real-time decision support embedded in the agent desktop.
For support professionals, the job shifts from searching, summarizing, and remembering policy to interpreting AI prompts quickly and handling exceptions well. The teams that win will be the ones that use AI to improve judgment and consistency, not just speed through routine tasks.
How should we redesign support roles around real-time AI judgment?
If you're an individual contributor
- Your value is shifting from recall to real-time judgment.
- Learn to trust AI prompts fast, verify them, and handle exceptions well—those skills will keep you indispensable as routine work fades.
